RE: What happens when an outsourced support team needs more information?


We've had situations where an agent couldn't answer a customer because some information was held by another department. That creates delays even when the original question is quite simple. If we outsource email support, I'm concerned that external agents might face the same problem and have even less access to internal knowledge.

I think access to information is just as important as the number of people handling the inbox. An agent can be excellent at customer communication but still fail to resolve a case if the necessary information is unavailable. When I researched gaming customer support , CRM integration and structured workflows stood out to me because they can help connect the external support team with the information and processes used internally. I'd define which systems agents can access and which situations require another department. It also helps to have named escalation paths rather than simply forwarding an email to a general internal address. Someone should be responsible for the next step, and the customer should not be left waiting without an update. A shared knowledge base can solve many routine information gaps, especially when it contains current product details and internal procedures. I'd also review the questions that agents frequently have to escalate. If the same issue appears repeatedly, that's a sign that the documentation or system access could be improved. In my experience, outsourcing works much better when the external team is given enough context to do its job independently. Otherwise, the internal staff may spend just as much time answering agent questions as they did answering customers directly.
